If the guest has neither

That is fine, it happens constantly. The front desk can find you from the name and dates -- let me pass you over.

Why it works

It only asks for a reference number in the branch that needs one, offers the name as a fallback, and never dead-ends a guest who cannot find their confirmation email.

Availability and rates

When to use: Use it as soon as a guest gives you dates or a party size.

That is rate, which comes to total all in. That total already includes tax and fees, so nothing new appears at the end.

Cancellation is cancellation terms.

If the guest says it is expensive

If the guest asks for a discount

That is above my pay grade honestly -- let me get the front desk, who can actually decide rather than me guessing.

Why it works

It gives the all-in total up front, states the cancellation terms before being asked, and hands real negotiation to a human instead of inventing a rate.

Modify or cancel a booking

When to use: Use it when a guest with an existing reservation wants to change or cancel it.

If moving the dates

If cancelling

If the cancellation is outside the free window

This one falls outside the free window, so the terms do apply. I know that is not what you wanted to hear. The front desk can sometimes take circumstances into account -- want me to ask them rather than leave it there?

It states the policy before the guest has to ask, cancels without friction or guilt, and offers a human review on the penalty case rather than hiding behind the rules.

When to use: Use it on low confidence and on anything requiring live property knowledge.

When to use: Use it whenever the bot escalates, especially for anything about a current stay.

The total, including tax and fees. Guests compare totals across properties, and a rate that grows at checkout reads as a bait and switch -- it costs you the booking and often a review too.
How should the bot treat a guest who is already staying?
As priority. Someone on site with a problem needs an answer in minutes, not behind a queue of people browsing rooms for next spring. Flag their status in the handoff summary so the desk can see it.
Should the bot make cancelling difficult?
Never. Friction on cancellation turns a neutral guest into a public complaint, and they cancel anyway. State the terms plainly, process it cleanly, and offer a human review if a penalty applies.
