When to use: Use when the chat describes a need, a use case or an occasion rather than a product code.

Shoppers ask for products but they are describing problems. Asking the use case and the budget in one turn narrows the range faster than any filter, and the budget question gives permission to recommend the cheaper option. Naming the single real difference between two products, then giving a clear recommendation, is what a good shop assistant does -- and volunteering that price did not drive the pick is what makes it land.

When to use: Use when the chat names a product and asks if it is in, or when the site shows it as low stock.

Why it works

Stock questions are the fastest chats to win or lose. A live checked answer beats a stock badge nobody trusts, and holding the item converts hesitation into a sale. When the answer is no, the message still does three jobs: a real restock date, a way to be notified, and a comparable alternative -- so an out of stock item becomes a choice rather than a dead end.

When to use: Use whenever the chat mentions an order number, tracking or a parcel that has not arrived.

Why it works

By the time someone opens chat about an order, they have read the tracking page and it did not help. Pulling up the real internal status is the only thing an agent can add, and saying so directly acknowledges that. Naming the resolution before the deadline passes -- and promising no forms or proof -- turns a delivery failure into the reason they shop with you again.

Return or exchange

When to use: Use whenever the chat mentions returning, exchanging, the wrong size or a refund.

Agent opens

No problem at all, visitor first name -- returns are easy here and I can start it in this chat. Before I do: is this a return, or do you actually just want a different size or colour? If it is a swap, I can make that quicker.

If exchange

Easy -- exchange process. I will get the replacement moving now rather than waiting for the first one to come back, so you are not left waiting on us.

If return

Done. You are inside the return window, so return method. Once it reaches us, refund timing. I will not ask you why you are sending it back -- that is your business.

Why it works

Return chats are retention moments dressed up as losses. Asking whether it is really an exchange takes one line and often converts a refund into a kept sale, because most returns are the wrong size rather than the wrong product. Shipping the replacement before the original comes back removes the customer's wait. Not demanding a reason is a small thing that people remember and repeat.

Escalate or close the chat

When to use: Use when the issue exceeds your access, or when the question has been answered.

Escalating
